General Position of AI in Customer Support

One should not scoff at AI’s rapid transformation of customer support. It is single handedly reshaping how businesses interact with their customers. Many benefits can be extracted from AI, such as chatbot replies and AI-powered ticketing systems. All of this results in faster, more scalable and automated support.
However...
As with many things, this is by no means a perfect system and it can be said that AI introduces new challenges which companies cannot ignore. Now, understanding both sides is key to building a support experience that is not only efficient, but also effective. To build it, you need to have expert humans working on it, which is something we talk about in Why AI Still Needs Human Experts in 2026?

The Good

It is clear that the 24/7 availability and instant response times are the biggest advantage. AI-powered systems can handle customer inquiries at any time, eliminating long wait times and improving overall customer satisfaction. This may not have that big of an impact for smaller, traditional shops, but for global businesses, this has become extremely valuable.
Second, scalability and efficiency make AI a powerful tool. Unlike human agents, AI can manage thousands of interactions simultaneously without fatigue. This allows companies to handle peak demand for repetitive tasks without increasing headcount, making operations more flexible and cost-effective.
Let’s not forget about the infamous “buzzword” of the business world, cost reduction. It is a major driver of AI adoption. You see, by automating repetitive tasks such as FAQs, order tracking, or password resets, businesses can reduce operational costs and allow human agents to focus on more complex interactions. Again, the key takeaway is that AI here is allowing humans to do more meaningful work.
To close off this section, we cannot forget to mention consistency. This element is paramount to improving service quality. Yes, AI delivers standardized responses and ensures consistent communication, but the main benefit here is that it reduces human error. At the same time, it can analyze large volumes of customer interactions, and serve as an assistant analyst, helping businesses identify different trends. Why burden a human with a task where he must read thousands of similar, repetitive messages to find some kind of a pattern, when AI can do it in seconds. Let’s be honest here, nobody has ever been inspired by reading and cleaning a giant database...

The Bad

It should not come as a surprise that AI systems are not mistake-proof.
One major limitation is difficulty handling complex or nuanced queries. As we mentioned in our previous blog about AI Hallucinations, it performs well with straightforward requests, but it often struggles with multi-layered problems. Elements like ambiguity, or context-heavy conversations, to be more precise. This can lead to incomplete or incorrect responses and you guessed it... Customers do NOT respond well to this.
Secondly, there is a lack of human empathy. Customer support is not just a “game of numbers” when it comes to solving problems. The major aspect of customer support is understanding emotions. In sensitive situations, such as complaints or urgent issues, AI can feel impersonal and frustrating, potentially damaging the customer experience.
Another issue that remains a concern is the risk of errors caused by outdated information. If AI systems are not properly maintained, they can provide inaccurate or irrelevant answers. On one hand, this will frustrate the users. On the other hand, it will also harm brand credibility, thus making it quite an issue.
To connect to the previous point, ongoing maintenance should not be underestimated. AI systems require continuous training and updates, which is especially true for today's companies since changes can happen on a daily basis. Without proper oversight, performance can degrade over time, making the system less reliable.

Conclusion

AI is undeniably reshaping customer support, offering speed, efficiency, and scalability that were previously impossible, but let's not get ahead of ourselves. It is not a complete replacement for human interaction.

Now, the real question to ask is; How do we combine both the human and the machine to deliver a seamless, human-centered experience?
